Omnichannel AI: design one customer journey across your channels

Start with a customer job

A customer asks about a service on Instagram, checks the details on your website and later contacts your team through WhatsApp. The commercial problem is the repeated explanation and uncertain ownership between those steps. Before choosing an AI model, write down the outcome you want: an answered question, a qualified enquiry or a confirmed next action.

Draw the handover before the conversation

For an illustrative home-services business, begin with three stages: understand the job, identify the service area and arrange a quotation. For each stage, name the team responsible and the information they need. A quotation request should reach a person with the location, job summary and preferred contact method already recorded.

Keep the handover short enough to scan. Separate facts supplied by the customer from an AI-generated summary, and let staff open the original conversation when something is unclear. A long transcript without a next action creates another queue rather than a useful lead.

Share context deliberately

A matching display name is not proof that two channel accounts belong to the same person. Decide how customers can safely identify an existing enquiry, such as through a verified contact detail or a reference checked by your team. Until then, keep records separate and ask only for the context needed to continue.

Create a small shared vocabulary: enquiry type, preferred language, service area, current owner and next action. Let each channel collect those fields in its own suitable format. A website form, a short chat reply and a button selection need not look identical to produce a consistent record.

Give AI a defined role

Use AI to interpret an open question, explain approved information or prepare a draft summary. Put prices, availability and commitments behind a controlled process. When a question falls outside approved material, offer a useful human route with realistic expectations about when the team is available.

Test awkward transitions as carefully as the happy path: a language change halfway through, a customer returning after several days, a duplicate enquiry and a request arriving after office hours. These are the moments that determine whether the journey feels connected.

Launch with one journey and measure the gaps

Pilot one enquiry type across two channels before expanding. Review how often people repeat information, how many handovers contain the required details, and whether staff complete the next action. Compare those measures with your own starting point; do not treat an industry conversion claim as your forecast.
